How the Journey Score Works

The score is a prioritization heuristic for class discussion. It does not replace field research or usability testing.

Friction load friction_load = touchpoints + handoffs + setup_steps + failures + dependencies More moving parts create more places for misunderstanding, delay, or abandonment.
Support credit support_credit = clarity + visibility + support_readiness Clear guidance, visible state, and support options reduce uncertainty.
Friction score score = clamp(teaching_baseline + weighted_friction - support_credit, 0, 100) The baseline keeps normal IoT friction visible; high scores identify where research and redesign should start.
Emotion curve emotion = support - friction at each stage The curve is a teaching estimate. Real emotion should come from user evidence.

Map the physical setup Include unboxing, mounting, power, pairing, network credentials, calibration, and sensor placement.
Mark invisible dependencies Wi-Fi, cloud APIs, batteries, firmware, gateways, and integrations often create hidden failure points.
Show current state Users need to know whether the device is online, sensing, syncing, updating, or waiting for action.
Separate routine and crisis use Daily monitoring and urgent troubleshooting usually involve different emotions and time pressure.
Include all actors Owners, installers, operators, IT teams, support staff, and bystanders may all affect the journey.
Prioritize evidence Rank opportunities by frequency, severity, safety impact, and how much evidence supports the claim.

Not a satisfaction survey A journey map organizes evidence; it does not prove satisfaction without real user data.
Emotion is contextual The same failure can be minor at home and critical in a clinic, factory, or public infrastructure setting.
Personas must be grounded A persona should come from observed needs and constraints, not just a fictional demographic profile.
Backstage matters Cloud latency, firmware rollout, support scripts, and data quality can cause frontstage user pain.
Do not average away risk A rare but safety-critical troubleshooting failure may outrank frequent low-friction moments.
Validate after mapping Use interviews, observation, telemetry, support tickets, and usability tests to confirm the map.
